The instinct in the room was to defend the design fees. The listening lead instead ran a phrase analysis and found the real grief wasn't the look. It was a tiny removed detail: the old bag's hand-written roast date had become a printed sticker. People felt the craft had left.
So the brand brought back the handwritten date — a cheap fix — and posted the change quoting customers' own words back to them.
Sentiment recovered to baseline in eleven days, and the apology post became their most-shared content of the quarter at 24,000 shares.
The takeaway: when customers say they hate a redesign, listen for the one detail they're actually grieving. It's rarely the thing you spent the most on.
