A project-management SaaS had a flat retention chart and a calm dashboard. Nothing looked wrong. So the growth lead did something unusual — she tracked mentions that never tagged the brand at all.
Using fuzzy matching on the product name, she surfaced 220 off-handed posts a week: "thinking of switching from [tool]," "anyone got a lighter alternative to [tool]." None hit the official monitoring because none used the handle.
Those unbranded grumbles were rising 12% month over month while the retention number sat still — a leading indicator hiding under a lagging one.
The team shipped a speed update aimed squarely at the "too heavy" complaints. Six weeks later the switching-intent mentions fell 28%, and the next quarter's churn came in 1.6 points below forecast.
The takeaway: your most honest customers don't @ you. Listen for the conversations that happen as if you weren't in the room.
