A boutique hotel group sat at a comfortable 4.2-star average and saw no reason to dig. Then a revenue analyst stopped reading stars and started reading words, running sentiment across 6,000 reviews to find what actually moved the score.

The pattern was stark. Reviews mentioning "check-in" averaged 3.1 stars; everything else averaged 4.6. One thirty-minute friction point — a slow, understaffed front desk at 4 p.m. arrivals — was quietly dragging the whole brand down.

The fix was operational, not marketing: a mobile check-in and one extra staffer at peak arrival. They measured the same phrase afterward.

Within two months, "check-in" reviews rose to 4.4 stars and the group average climbed to 4.6 — enough to jump a full slot in regional booking rankings, lifting occupancy 8%.

The takeaway: an average rating tells you how you're doing. The words inside it tell you exactly what to fix.
