It was a content audit at a mid-size accounting SaaS, and traffic to their help docs was oddly low despite heavy support volume. An analyst compared the exact words customers used in public mentions against the words in the company's own help articles.
The mismatch was stark. Customers said "my invoice won't send." The docs said "resolving SMTP delivery errors in outbound billing." Same problem, two languages — and search never bridged them. Roughly 40% of common complaints had no findable answer in the customer's own words.
The team rewrote 60 articles using the phrasing pulled straight from mentions. Help-doc traffic doubled in two months, and tickets for those topics fell 22%.
The takeaway: your customers and your docs may describe the same problem in different dialects. Listening is a translation layer. Write your answers in the words people actually use, and the questions stop landing in your inbox.
