It was a Wednesday when a SaaS analytics tool saw sentiment fall 18 points overnight. The instinct was to apologize publicly. The playbook said: diagnose first.
The turn was a four-question ladder. One: is the drop in volume or just ratio? (Theirs was ratio — same mentions, angrier tone.) Two: one source or many? (One — a viral support thread.) Three: real defect or perception? (A confusing new UI, not a bug.) Four: who's amplifying — customers or commentators?
The answer pointed to a 200-word in-app explainer, not a press statement. Within four days sentiment recovered 15 of the 18 points.
A public apology for a UI confusion would have manufactured a crisis from a misunderstanding.
The takeaway: never respond to a sentiment drop until you've walked the ladder — volume, source, cause, amplifier. The fix lives at the bottom rung.
